From insights to innovation: how the double diamond drives customer-centricity

In today’s fast-paced world, businesses across B2B and B2C markets are increasingly putting their customers the heart of their strategies. True customer-centricity isn’t just about intentions, it is about creating real value by addressing customer pain points, delivering seamless experiences, and aligning with their evolving needs. Achieving this requires more than intuition, it demands a structured approach. Enter the Double Diamond (Figure 1), a proven framework for turning insights into innovative solutions.

In this article, we’ll not only break down how the Double Diamond works, but we’ll also bring it to life with a practical case study. For a publishing client, we used this approach to explore new strategic positions, aimed at unmet market needs. By following the framework, we uncovered key insights and shaped a strategy based on real customer needs. Let’s dive in and see how this method can make a difference for your business too.

Build a strong foundation

The Strategy phase is where everything begins. This step is about understanding the bigger picture and setting a clear direction for what lies ahead. It is the moment to align your organization’s goals with the needs of your customers and the opportunities in the market.

A well-defined strategy ensures everyone is moving in the same direction. It helps you prioritize efforts and focus on what truly matters. By taking the time to explore the context and define your ambitions, you create a solid foundation that guides every step of the Double Diamond process.

Step into your customers’ shoes

To create meaningful solutions, you need to step into your customers’ shoes and see the world from their perspective. This is the essence of the first phase of the Double Diamond, Discover. At this stage, it is not about solving problems, but uncovering them. What are your customers’ frustrations? What motivates them? How do they navigate their challenges?

By conducting research, interviews, and mapping the customer journey, organizations can uncover insights that go beyond surface-level data. For example, one company might notice that while their digital tools are functional, customers struggle with onboarding. Another might discover that customers aren’t frustrated with the product itself, but with the lack of clear guidance on how to use it effectively.

The goal of this phase is to open your lens wide, gather as much information as possible, and build a foundation of understanding. Only then can you begin the process of identifying what truly matters.

Deep dive into the case study

Our research for the publishing client began with a thorough desk research phase. We reviewed recent industry developments, analyzed audience reports, and mapped out internal processes. This provided an initial understanding of the audience’s needs and challenges, such as a demand for more diverse and high-quality offerings and frustrations with time-intensive workflows. Additionally, we identified potential bottlenecks within their processes, which set the stage for deeper exploration.

Next, we engaged directly with the target audience through interviews. These conversations allowed us to validate and refine our initial findings. A key focus was understanding the annual process they follow, which quickly revealed its complexity. Multiple stakeholders were involved, each playing distinct roles, which we visualized using Swimlane Diagrams. This method helped us uncover inefficiencies, including an overload of administrative work and limited time for strategic and creative tasks.

By combining desk research with stakeholder interviews, we gained a holistic view of both the audience’s expectations and the organization’s internal challenges. This approach not only highlighted pain points but also opportunities for creating solutions that would streamline processes and better align with audience needs.

Identify the problem that needs solving

The risk of diving straight into solutions is that you might solve the wrong problem. That’s where the second phase of the Double Diamond, Define, comes in. Here, you converge the broad insights from the discovery phase into a sharp, actionable problem statement.

This step requires clarity and focus. For example, a team might translate broad feedback into a specific design question, like: How might we create a smoother onboarding process that helps customers get value from our tools faster? Or, What can we do to provide clearer, more accessible guidance that empowers customers to use our product effectively? These questions serve as a guiding framework, ensuring your efforts stay focused on addressing the most impactful challenges.

The Define phase also encourages alignment across teams. It is a moment to get everyone aligned and ensure the problem is both well-understood and worth solving. The clearer your focus, the greater the impact of your solution.

Deep dive in the case study

The Discover phase revealed three critical challenges for the target audience: time constraints, administrative burdens, and a demand for diverse, high-quality offerings. These insights guided our Define phase, where we transformed these challenges into a focused problem statement and a clear direction for the solution.

We prioritized creating an offering that is both highly accessible and user-friendly. Our goal was to design a solution that allows customers to quickly find what they need, minimizing frustration and wasted time. By focusing on ease of navigation and maintaining a high standard of quality, we addressed the key pain points identified in the research. This approach not only tackles the audience’s challenges but also aligns with their expectations, ensuring the foundation for a meaningful and effective solution.

Design with and for your customers

Innovation comes alive in the Develop phase, where you begin generating ideas and experimenting with solutions. Creativity is key here, however, it is creativity guided by customer insights. It is about exploring possibilities while keeping in mind the defined needs and wants of your customers.

Prototyping is essential in this phase. Whether it is a digital wireframe, a physical mock-up, or a simplified version of a service, prototyping allows you to test your ideas early and often. Involving customers in this process is key. Their feedback helps refine concepts and ensures your solutions resonate in the real world.

This phase also emphasizes iteration. Rarely is the first idea the best idea, and that’s okay. By testing and refining, you move closer to a solution that’s not just innovative, but also practical and impactful.

Deep dive in the case study

With a clear focus on creating an accessible and high-quality offering, we entered the Develop phase. During this stage, we transformed the insights and defined goals into interactive prototypes using Axure RP. These prototypes brought the envisioned solution to life, showcasing how users could effortlessly navigate a curated selection of high-quality products.

To ensure the solution met the audience’s needs, we conducted direct user testing with the prototypes. This step was critical for validating the design, functionality, and overall user experience. Feedback from these sessions highlighted what resonated with the audience and revealed areas where adjustments were needed to better align with their expectations.

Using this input, we refined the prototypes through an iterative process. Navigation flows were streamlined, content was reorganized, and key design elements were enhanced. This continuous improvement ensured that the final solution effectively addressed the challenges identified earlier while delivering a seamless and enjoyable user experience.

Deliver solutions that evolve with your customers

The final phase of the Double Diamond, Deliver, is where your ideas take shape as tangible solutions. This isn’t just about launching a product or service, it is about ensuring that what you deliver meets customer needs and continues to evolve alongside them. At Chronion, we collaborate closely with our IT partners to co-create and implement digital solutions for our clients. From start to finish, we build these solutions, ensuring seamless integration and providing ongoing support.

Implementation is critical. How well you execute can determine whether your solution succeeds or falls short. Seamless integration with existing processes, clear communication with stakeholders, and robust training for teams are often as important as the solution itself.

Even after delivery, the work doesn’t stop. Customer-centric organizations treat their solutions as living entities, gathering feedback, monitoring performance, and iterating to ensure they remain relevant. This ongoing loop of learning and improving is what sets apart businesses that thrive in customer-centricity.

The double diamond as a blueprint for customer-centric success

What makes the Double Diamond so effective is its balance of exploration and focus. It pushes you to spend as much time understanding the problem as you do developing the solution. It forces you to listen deeply, define clearly, create boldly, and execute thoughtfully. All with your customers as your guide.

By embedding the principles of the Double Diamond into your organization’s approach, you transform customer-centricity from a buzzword into a systematic process. You ensure that every decision you make, every product you design, and every service you deliver is aligned with what your customers truly value.
